Your Social Team Is Doing Reputation Management and You Call It Content

The people answering your comments are the only ones talking to customers all day, and you have them on a posting calendar.

I had coffee at Ovation on Tuesday with a friend who runs social for a mid-size outdoor brand. She had been awake since five thirty, answering comments about a jacket that shipped in the wrong colorway to roughly four hundred people. She had a spreadsheet open. She had not eaten.

Her title is Social Media Manager. Her week, according to the calendar her director approved, was three Reels, two carousels, and a newsletter cross-post.

What she actually did was tell four hundred irritated customers that the company had noticed, cared, and would make it right. In public. One at a time. Days before anyone else in the building knew there was a problem.

Which is exactly the problem.

The people answering your comments are not producing content, they are conducting your customer relationship in public and at volume, and you have them measured on posting cadence.

Three things follow from that. One, your social team holds the earliest signal in the company. They know a product is failing eleven days before the returns data does, because people tell them first and they tell them loudly. If that signal only travels upward when somebody remembers to mention it in a Monday standup, you have installed a smoke detector and then put it in a drawer.

Two, the reply is the brand. Not the post. Duolingo did not earn its reputation with a campaign, it earned it in the replies, where a person with judgment was trusted to be funny at speed. Patagonia's comment sections read like the company means what it says because the people staffing them are allowed to say something other than the approved sentence. Most brands, meanwhile, answer a real complaint with a phrase legal wrote three years ago and everyone has been pasting ever since.

Three, the week we are sitting in right now is the stress test. Between today and Black Friday your social team will absorb the heaviest complaint volume of the year while being asked to post four promotions a day on top of it. Those two jobs are in direct conflict, and only one of them is on their goals sheet.

The fix is unglamorous. Give the person answering comments a standing thirty minutes a week with product and customer service, and write down what they heard. Staff the last week of November before the last week of November arrives, not during it. Stop calling a reputation job a content job, because the name determines the budget and the budget determines who you hire.

My friend went back to her spreadsheet. I went home to Truffles and Barnaby, who have never had to apologize to four hundred people, and who I am confident would decline.
